🎫 Help desk, service desk or ticketing system: which one you need

Help desk, service desk and ticketing system are often used as synonyms, but they do not mean exactly the same thing. Understanding the difference keeps you from buying too much or too little.

The terms, in plain words

  • Ticketing system: the basic tool. Each request gets a number, a status and an owner. Nothing more.
  • Help desk: a ticketing system with what you need to serve customers: several inbound channels, priorities, response times, canned replies, a knowledge base and reports.
  • Service desk: the term IT teams use to manage incidents, changes and internal assets following frameworks such as ITIL. It is designed for internal support more than for customers.
  • Contact center: the full service operation, adding call queues, agents, supervision and usually a help desk.

Which one you need

If you serve customers over WhatsApp, email and phone

You need a help desk. A basic ticketing system falls short because it does not track times or reply on the customer's channel, and an IT service desk adds processes you will not use.

If your support is internal, for employees

For computer, access and equipment issues, a service desk makes more sense, especially if you manage inventory and changes.

If you have a team handling calls at volume

You need a contact center with queues and supervision, plus a help desk for what arrives by message and for following up on cases.

Features that make a difference in a help desk

  • Several inbound channels: phone, SMS, WhatsApp and email become tickets without copy and paste.
  • Reply on the same channel: the customer wrote on WhatsApp and should get the reply on WhatsApp, not by email.
  • Automatic acknowledgment with the ticket number.
  • Response times (SLA): one target for the first response and another for resolution, by priority, with a warning before they expire.
  • Canned replies and a knowledge base: so nobody types the same answer twenty times.
  • Internal notes the customer does not see.
  • Artificial intelligence that suggests the category and a draft reply, always reviewed by a person.
  • A satisfaction survey when the ticket is solved, to measure quality and not just speed.
  • Analytics by status, category and agent, and the pending list by age.

Common mistakes when implementing one

  • Creating too many categories. Eight well-chosen ones produce better reports than forty.
  • Setting impossible targets. An SLA that is always missed stops being watched. Start with realistic targets and adjust.
  • Not closing tickets. If nobody marks them as solved, the reports lie.
  • Leaving WhatsApp out. If agents keep replying from their phones, the help desk is only half used.
